Practical guide

Include support effort in a client software plan

Last materially reviewed 2026-09-27

Quick answerEstimate the work that keeps the client arrangement usable, then compare it with real observations after launch.
What to know

Count the ordinary work

Support includes more than emergencies. Questions about access, usage, plan changes and cancellation all take time even when the software itself works. List the tasks your package invites, who handles them and the route clients should use. Avoid a promise of unlimited assistance unless the scope, availability and commercial consequences have been deliberately addressed.

What to know

Use a bounded estimate

For a fictional small client, estimate time for one routine review, likely questions and an exception allowance. Label those figures as assumptions. Do not present a generic industry average as if it describes your own clients. The worksheet multiplies your chosen hours by your chosen cost; it cannot determine an appropriate wage, selling price or future support demand.

What to know

Collect useful observations

After an authorized operating period, record task category and duration without copying sensitive conversation content into a general planning sheet. Distinguish setup work from recurring work, and product defects from unclear instructions. If several clients ask the same question, a clearer plan description may help more than buying another tool. Measure whether the change actually reduces confusion before assuming it saves time.

What to know

Protect the service boundary

A request for custom automation is not automatically a support incident. Explain the difference in advance and route additional work for a separate decision. Maintain a practical backup when the normal owner is absent. If the agency cannot meet its stated support arrangement, reduce the scope or change the promise before adding clients. Recurring revenue does not make human responsibility disappear, and this publication does not offer a hands-off business formula. Keep one week of categorized support observations as a starting sample, then acknowledge its limits. A quiet week does not establish the long-term workload or justify an unsupported promise of unlimited help.

Continue when useful

Next: Give client software support a clear front door

Tell clients where to ask, what the agency handles and when an issue must go to another provider or a separate service decision.
